Job description

Ce poste constitue le principal point de contact pour les escalades pendant les heures ouvrables et peut occasionnellement nécessiter un soutien en dehors de ces heures.

Le/La responsable d'équipe des services sur le terrain doit être bilingue (français et anglais), assure la gestion des dossiers et relève directement du Directeur Services Clientèle.

Responsabilité principale

  • Gestion des dossiers, examen et partage quotidien des rapports de cas pour garantir le respect des SLA, gestion des escalades et participation à l'analyse détaillée des causes.
  • Apporter un soutien aux gestionnaires des incidents (IM) et aux techniciens afin de garantir que tous les dossiers disposent d'informations à jour et de notes sur leur état actuel.
  • Collabore avec les associés, les gestionnaires d'incidents, l'équipe de triage et de support technique, les équipes commerciales, la logistique et d'autres équipes pour surmonter les difficultés quotidiennes et les résoudre.
  • Identifier les besoins de formation liés aux projets, assurer/faciliter la formation ainsi que planifier la cédule du projet.
  • Fournit et met à jour régulièrement les notes, les commentaires ou la documentation via les systèmes de billetterie appropriés afin de suivre et de contrôler les escalades.
  • Possède une connaissance et une compréhension approfondies des méthodologies, des zones géographiques, des technologies, des équipes de soutien internes/externes, des services et des outils actuels.
  • Permet à la direction de rester informée des défis et problèmes persistants susceptibles d'avoir un impact sur les SLA ou la satisfaction client.
  • Apporter un soutien aux ressources sur place en cas de besoin.Effectuer la première entrevue des candidats et assurer la formation des nouveaux employés.

The Field Services Team Lead provides day-to-day coaching, guidance, and operational support to a team of 20–25 field service technicians, ensuring quality standards, productivity levels, and SLA commitments are consistently met. This position acts as the primary escalation point during regular business hours and may occasionally provide escalation support outside of standard hours as required.

The Field Services Team Lead must be bilingual in French and English, delivers case management support, and reports directly to the Field Service Manager.

Primary Responsibility:

  • Case management, reviewing and sharing daily case reports to ensure SLA attainment, and escalation management and participates in root cause analysis of cases.
  • Support Incident Managers and technicians to ensure all cases have UpToDate information and notes of current status.
  • Works with associates, Incident Managers, Triage and Technical Support team, account teams, logistics and other teams to overcome daily case challenges and move them to resolution.
  • Identify Project training requirements, provide/facilitate the project training, perform project scheduling.
  • Consistently provides and updates notes, feedback, or documentation via the appropriate ticketing systems to track and monitor escalations.
  • Maintains sound knowledge and understanding of current methodologies, geographies, technologies, internal/external supporting teams, services and tools.
  • Keeps management up to date on continuing challenges and issues that may impact SLA's or Customer Satisfaction.
  • Assist onsite resources where necessary.
  • Recruitment – first pass interview and arrange new hire training.
