The Work

One of our goals is to fail small and learn fast.ย  Theย Incident and Problem Managerย will focus on minimizing the impacts of production incidents while ensuring the organization learns quickly to become more resilient.ย 

Theย Incident,ย Problemย & Change Specialistย is accountable forย tracking,ย and managingย technologyย incidentsย experiencedย within the bank, whileย drivingย theย restorationย of servicesย atย pace.ย ย A key part of thisย roleย isย effectiveย communicationย acrossย all stakeholders and teamsย within the bank, in both verbal and written formย while working underย pressure at a fast pace.ย ย 

The role isย responsible for managing theย processes, guidelines, standardsย and tools related toย Major and other high priorityย Incidents. This encompassesย performing Root Cause Analysis.ย 

The role isย responsible for managing the lifecycle ofย Problems, with the aim of preventing incidents from happeningย or reoccurring.ย ย Theย Incident, Problem & Change Specialistย will record and manage problems through to resolution by performing root cause analysis, coordinating third party analysis, and communicating with stakeholders.ย They willย ensure workaround and solution suitabilityย will establishย service level objectives, indicators and agreements (SLOs, SLIs and SLAs)ย for critical systems and channels, includingย championing automated monitoring and data aggregating to streamline reporting of metrics.ย ย 

This role is also responsible for managing the lifecycle of Changesย with the goal of ensuring appropriate due diligence and documentationย exists to reduce risk and proactively have a rollback strategy to minimize impactย ifย issues arise.ย  As a gatekeeper for the Change process, this role ensures adherence to the Change Enablement standard, processes and Change Advisory Board (CAB)ย expectations.ย 

Success in this role will be demonstrated by ensuringย thatย allย majorย incidentsย are dealt with effectively and with minimum disruption to live serviceย andย SLAs.ย ย 

The Core Responsibilities!
  • Determineย the severity of aย potential majorย incident that has been raised by the business (perย priority matrix)ย 

  • Driveย successful and timely restorationย servicesย ofย majorย incidentsย within response and resolution time SLAsย 

  • Establish and maintain timely communications with all stakeholders to ensure they are informed of service statusย with clear and comprehensive updatesย 

    • Manage stakeholder expectations and update people on progress or slippagesย 

  • Host both technical and managerialย conference calls,ย and facilitate effective incident management throughout the incident lifecycleย 

    • Spin-up command centres (virtual/physical) as needed based on priority of incidents, including call-tree escalations to Level 2 / 3 experts as neededย 

    • Own the creation and distribution of succinct communications on command centre progress and activities, for both front-line technical staff and executive leadersย ย 

  • Co-ordinate / facilitate escalationsย through internal and supplier teams as needed to heighten visibility and engagementย 

  • Maintain accurateย andย thoroughlyย detailedย records ofย incidentsย 

  • Accountable for gathering required information from business and technology to enable effective Root Cause Analysisย 

  • Produce and maintain Executive level reporting of incidents, including number of customers impacted and restoration timingย at the time of incident an also asย ongoing reporting on a cadenceย 

  • Minimize and mitigateย business-impacting incidents through controlled problem identification and responsive / proactive service improvement plansย 

  • Identifyย the underlying root cause and the triggers of a Problem and initiate the most appropriate and economical Problem solution or temporary workaroundย 

  • Ensure thatย after a successful Problem solution - the Problem Record contains a full historical description, and that related Known Error Records are updatedย 

  • Undertake aย reviewย of theย resolution of a Problem to preventย reoccurrenceย and learn any lessons for the futureย 

    • Draw appropriate attention towards aging and inactive problemsย 

    • Verify ifย the Problems marked as closed have beenย fully resolvedย 

  • Provide extended and off-hour support as needed to manage command centres and communicationsย 

  • Manageย processes to ensure on-call team schedules, systematic call-trees,ย and distribution listsย are accurate andย up to dateย 

  • Develop, monitor and maintain change management standards and procedures based on effectivenessย 

  • Ensure that all changes are properly documented, reviewed, and approvedย 

  • Manage the change schedule and ensure that changes are implemented in a timely and efficient mannerย 

  • Work with stakeholders to identify potential risks and develop mitigation strategiesย 

  • Ensure that all changes are properly tested and validated before implementationย 

  • Facilitate change advisory board (CAB) meetingsย ย 

  • Ensure that all changes are properly communicated to stakeholders and end-usersย 

  • Review and update SOPs, policies and business processes to improve performanceย ย

  • University degreeย in business administration or a technology-related field required, or equivalent work experienceย 

  • Incident,ย Problemย & Changeย managementย withย Major Incidentย Response experience preferableย 

  • 3ย years of experience with technical incident resolution or product defect resolutionย ย 

  • Strongย written and verbal communication, with an ability to articulate issuesย simply,ย concisely, accurately and clearlyย for both technical working level teams and executivesย 

  • Anย abilityย to work efficiently, effectively andย collaborativelyย 

  • Knowledge of ITIL 4 practicesย 

  • Analytical mind capable of managing numerous information sources and providingย meaningfulย data analysis reports to senior managementย 

  • Organized, structured, logical thinking and detail oriented analytic skillsย 

  • Multi-tasking - can manage several concurrentย initiativesย with paceย and prioritise demandsย whilst maintaining composureย 

  • Experience with tracking incidents,ย problemsย andย changes includingย providing dashboard views ofย good performance & gaps overย timeย 

  • Strong knowledge ofย ServiceNow, Confluence and Jiraย is requiredย 

  • Strong attention to detail, keen problem-solving skills, with experience performingย impact and root cause analyses, recommending solutions, and supportingย resolution effortsย 

  • Ability to approach problems logically and with good judgment to ensure theย appropriate outcomeย ย
