Role: Service Desk/Contact Center Functional Manager

Location: Rockville, MD (Hybrid 2 days/week)

Duration: 6+ month with possible extension


Position Summary
The Service Desk Functional Manager is responsible for leading the day-to-day operations of aย  high-volume enterprise service desk supporting a diverse user community across multipleย  business-critical applications and services. This role oversees customer support operations,ย  including phone and email intake, ticket triage, issue resolution, escalation management,ย  customer communications, queue management, and operational performance monitoring. The Service Desk Functional Manager ensures the service desk consistently delivers exceptionalย  customer service while meeting contractual service levels, performance metrics, and operationalย  objectives. The position supports an environment processing more than 120,000 annual ticketsย  and contacts, maintains extended business-hour operations, supports designated weekendย  coverage during peak periods, and manages operational readiness for recurring surge events. This individual serves as the primary operational leader for service desk staff, ensuring efficientย  service delivery, knowledge management, workforce coordination, and continuous improvementย  initiatives.

Key Responsibilities
โ€ข Lead daily service desk operations, including phone, email, and ticket-based supportย  channels.
โ€ข Manage Tier I and Tier II support teams responsible for incident, request, and caseย  management activities.
โ€ข Oversee ticket intake, prioritization, assignment, escalation, tracking, and resolutionย  processes.
โ€ข Monitor service desk queues, workloads, staffing levels, and operational performanceย  metrics.
โ€ข Ensure compliance with service level agreements (SLAs), operational procedures, andย  quality standards.
โ€ข Develop, maintain, and enforce standard operating procedures (SOPs), escalation paths,ย  and support processes.
โ€ข Drive improvements in first-contact resolution, customer satisfaction, ticket agingย  reduction, and repeat-contact prevention.
โ€ข Coordinate with application support teams, technical teams, and business stakeholders toย  resolve complex issues.
โ€ข Lead workforce planning and surge readiness activities to support periods of increasedย  demand.
โ€ข Oversee knowledge management activities, including knowledge article creation,ย  maintenance, and utilization.
โ€ข Produce operational reports, dashboards, and performance analyses to supportย  management decision-making.
โ€ข Identify process improvement opportunities and implement service deliveryย  enhancements.

Required Qualifications
โ€ข Bachelor's degree in Information Technology, Business Administration, Healthcareย  Administration, or a related field. Equivalent experience may be considered.
โ€ข Minimum 5โ€“8 years of experience managing enterprise service desk, help desk, orย  contact center operations.
โ€ข Demonstrated experience leading Tier I and Tier II support teams in a high-volumeย  customer support environment.
โ€ข Experience managing environments processing 120,000+ annual tickets, cases, orย  customer contacts.
โ€ข Strong knowledge of incident management, service request management, escalationย  procedures, and customer support best practices.
โ€ข Experience managing service desk operations utilizing ticketing platforms, call centerย  technologies, and workforce management tools.
โ€ข Proven experience with queue management, SLA monitoring, ticket aging management,ย  and operational reporting.
โ€ข Strong leadership, communication, coaching, and team development skills.
โ€ข Ability to manage multiple priorities in a fast-paced operational environment.
